Z\u00eembetul, tonul amabil, rezolvarea unei probleme au \u00een spate nu doar proceduri, sisteme \u0219i recrutarea oamenilor potrivi\u021bi, dar \u0219i formare,\u00a0<em>training.<\/em>\u00a0Acestea s\u00eent competen\u021be, atitudini \u0219i aptitudini care, chiar dac\u0103 se dezvolt\u0103 pe un fond personal propice, nu pot fi sustenabile f\u0103r\u0103 un efort de dezvoltare \u0219i perfec\u021bionare, \u00een context. \u00cen anul 2000 am sus\u021binut primul meu curs pentru oameni care lucrau la departamentul de rela\u021bii \u0219i servicii pentru clien\u021bi al unui operator de telefonie mobil\u0103. Acei oameni preluau la fiecare trei minute un apel telefonic care necesita un r\u0103spuns, o rezolvare de problem\u0103. S\u0103 r\u0103spunzi timp de patru ore f\u0103r\u0103 oprire la cel pu\u021bin 80 de apeluri, cu probleme total diferite, lucr\u00eend cu mai multe ferestre deschise pe un ecran, p\u0103str\u00eend acela\u0219i ton calm, de\u0219i de multe ori auzi voci iritate, e\u0219ti agresat verbal sau repe\u021bi acelea\u0219i lucruri de multe ori, \u00een timp ce \u0219tii c\u0103 e\u0219ti monitorizat, nu e chiar simplu \u0219i \u201enatural\u201c indiferent de \u00eenclina\u021biile pentru rezolvarea de probleme \u0219i oric\u00eet\u0103 amabilitate ai avea.
